About The Job:
- As a highly skilled Support Lead, you will oversee the advanced technical support function for an AI-driven software platform and its integrated products.
- This role combines hands-on technical troubleshooting, team leadership, and cross-functional coordination.
- The Lead will guide L2 and L1 support teams as needed, act as the primary escalation point for complex incidents, and collaborate directly with Engineering, DevOps, and Product teams.
- This role serves as the bridge between frontline support and product engineering teams, ensuring fast and accurate diagnosis and resolution of customer issues.
- The ideal candidate has strong analytical skills, hands-on experience with AI/ML systems, and the ability to communicate effectively with customers and engineering teams.
Essential Job Functions:
- Provide technical leadership and act as the primary escalation point for complex customer incidents.
- Lead, mentor, and guide L2 support engineers and support L1 teams as required.
- Investigate, reproduce, analyze, and troubleshoot advanced customer-reported issues across products and services.
- Own customer incident management and ensure timely resolution and communication.
- Work closely with L1 support, Engineering, DevOps, Product teams, and customers to ensure effective collaboration.
- Drive knowledge management practices and process excellence.
- Develop expertise in support tools, monitoring systems, and product functionality.
Qualifications:
Required Skills & Qualifications
- 6–10 years of experience in product or technical support roles, with at least 2–3 years in a lead role.
- Strong understanding of REST APIs and microservices architectures.
- Proven knowledge of GenAI concepts including RAG and agentic frameworks.
- Strong scripting and debugging skills, Python preferred.
- Hands-on experience with Docker, Kubernetes, package installations, and deployments.
- Experience debugging web front-end and webpack installations.
- Ability to analyze logs, traces, memory dumps, and performance metrics.
Leadership & Soft Skills
- Proven ability to lead, mentor, and guide L2 support engineers.
- Excellent communication skills with the ability to simplify complex technical concepts.
- Strong ownership mindset with urgency during critical incidents.
- Skilled in cross-functional coordination within fast-paced environments.
- Customer-centric, analytical, and calm under pressure.
Preferred Qualifications
- Experience supporting enterprise platforms.
- ITIL Foundation certification with knowledge of Incident, Problem, and Change Management.
- Understanding of DevOps practices and CI/CD pipelines.
- Prior experience leading P1 war rooms or incident command roles.
